Price or advertising alone are no longer sufficient to attract customers or ensure their loyalty. In an era of intense competition and wide product availability, service quality has become a decisive element in shaping customers’ first impressions and determining whether they will repurchase or switch to a competitor. Therefore, understanding the relationship between service quality and consumer buying behavior is a strategic necessity for every organization seeking a competitive advantage and sustainable growth. Concept of Service Quality Service quality refers to the degree to which a service meets or exceeds customer expectations. It is usually measured by comparing what customers expect with what they actually receive. One of the most recognized models for measuring service quality is SERVQUAL, developed by Parasuraman et al., which includes five main dimensions: Tangibility: The physical appearance of facilities, equipment, and employees. Reliability: The ability of the organization to perform the promised service dependably and accurately. Responsiveness: The willingness of employees to help customers and provide prompt service. Assurance: The employees’ knowledge and courtesy, and their ability to inspire trust and confidence. Empathy: The provision of caring and individualized attention to customers. Concept of Consumer Buying Behavior Consumer behavior refers to the set of actions and decisions taken by individuals when searching for, purchasing, using, and evaluating a product or service. It is influenced by several factors, including: • Psychological factors: motivation, perception, attitudes, and personality. • Social factors: family, friends, culture, and social class. • Economic factors: income level, prices, and economic conditions. • Marketing factors: product quality, price, place, and promotion. The Relationship Between Service Quality and Consumer Behavior Many studies have shown that service quality plays a crucial role in shaping purchase intention and overall consumer behavior, through the following mechanisms: Stimulating Initial Purchase: When consumers perceive high service quality (such as good treatment, quick response, and accurate information), they form a positive impression that increases their likelihood of purchase. Enhancing Satisfaction and Loyalty: Superior service quality generates satisfaction, leading to repeat purchases and positive word-of-mouth, which strengthens long-term customer loyalty. Reducing Price Sensitivity: Satisfied customers tend to focus less on price and more on the overall service experience, allowing companies greater flexibility in pricing strategies. Building a Positive Brand Image: High-quality service creates a strong reputation and positive brand image, encouraging consumers to choose that brand even when cheaper alternatives exist. Empirical Evidence and Practical Studies • Banking Sector: Research indicates that reliability and empathy are the most influential dimensions in determining clients’ intention to reuse banking services. • Telecommunication Sector: Studies show that technical support quality and responsiveness have a direct impact on customers’ decisions to stay with or switch from a service provider. • Tourism and Hospitality Sector: Findings reveal that hotel service quality—such as cleanliness, staff attitude, and accuracy—significantly affects guest satisfaction and their intention to return or recommend the hotel. Challenges in Improving Service Quality Despite its importance, organizations face several challenges in maintaining high service quality, such as: • Constantly changing customer expectations. • High training and development costs for employees. • The impact of digital transformation on how services are delivered. • Difficulty in measuring intangible aspects like empathy and care. Ways to Enhance Service Quality To achieve a positive impact on consumer buying behavior, organizations should: Listen to the Customer’s Voice: Collect regular feedback and suggestions. Train Employees: Focus on communication skills, problem-solving, and positive interaction. Adopt a Quality Culture: Make service quality a shared responsibility across all departments. Utilize Technology: Use applications, AI tools, and smart customer service systems to improve efficiency. Enhance the Customer Experience: Focus on the entire customer journey—from the first contact to after-sales support. Service quality is not merely an added value—it is a strategic tool for building long-term customer relationships and loyalty. When customers perceive that the service exceeds their expectations, their satisfaction and trust increase, leading them to become repeat buyers and brand advocates. Therefore, investing in service quality is a direct investment in sales growth and business sustainability in today’s fast-changing and highly competitive market environment
